Read each scenario carefully before selecting a response. Base your choice on the evidence provided rather than assumptions about the agent or customer. Stay focused on the scoring standard and the stated policy or behavior. Turn off notifications and avoid rushing through wording that may affect the rating. Choose the response that supports consistent, auditable evaluation across reviewers. Review your selections when time permits, especially where a scorecard criterion has multiple parts.

This test evaluates the ability to create and apply a dependable customer support QA calibration process. Candidates interpret scorecard criteria using observable evidence from calls, chats, emails, and other support interactions. They distinguish between a coaching opportunity, a scored miss, and a critical defect by referring to documented definitions rather than personal preference. The test also covers calibration-session design, including representative sampling, independent scoring, discussion of evidence, and documentation of agreed decisions.

Strong performance requires an understanding of inter-rater consistency. Reviewers should recognize when disagreement signals an unclear criterion, incomplete policy guidance, inconsistent application, or a sample that does not reflect normal support work. They should know how to use calibration results to improve scorecard wording, reviewer guidance, agent coaching, and quality reporting. Attention is also given to version control, exception handling, and change communication so that ratings remain comparable over time.

### Recommended Preparation

Review a support QA scorecard and identify the observable behaviors, required evidence, weighting, and defect definitions attached to each criterion. Practice evaluating the same interaction independently with another reviewer, then compare ratings and the evidence used to justify them. Focus discussions on the customer record, transcript, recording, approved knowledge sources, and policy requirements. Avoid resolving disagreement through seniority or personal style preferences.

Prepare to document calibration outcomes in a format that includes the interaction reference, criterion, final decision, rationale, owners, and any required follow-up. Consider how updates to policy, product workflows, or support channels affect existing scorecard criteria. Become familiar with methods for separating agent performance trends from reviewer inconsistency. The goal is to produce fair, repeatable evaluations that support useful coaching and reliable quality insights.
