Candidates work with response and resolution milestones, target calculations, priority-driven policies, and service calendars. Effective SLA reporting depends on stable policy assignment, accurate timestamps, explicit exclusions, and controlled changes to ticket priority or service classification. Candidates should know how to investigate a breach without altering historical evidence or applying a policy retroactively without governance.

Review a service desk's SLA definitions, support hours, holiday schedules, priority matrix, and escalation runbooks. Practice tracing ticket timelines across status changes, customer replies, reassignment events, and priority updates. Compare first-response targets with resolution targets and identify the events that satisfy each milestone. Study how your ticketing platform attaches policies based on attributes such as service, customer entitlement, channel, impact, urgency, or priority. Review breach reports for patterns, then consider whether the cause is staffing, routing, calendar setup, classification, or an unclear support commitment.
