Sample interview questions
How have you improved performance across a multi-channel customer support organization?

I start by establishing a consistent metric hierarchy across channels, including service level, quality, productivity, customer outcomes, repeat contacts, and cost. I then segment results by contact reason, team, vendor, and customer journey to identify root causes, set targeted improvement plans, and review progress through a regular operating cadence.

Describe your approach to managing an outsourced customer operations partner.

I define clear service-level, quality, compliance, staffing, and governance expectations in a shared scorecard. I maintain frequent business reviews, validate performance through calibration and audits, and work collaboratively on corrective actions while retaining accountability for the customer outcome.

How would you reduce avoidable borrower contacts without harming the customer experience?

I would analyze contact drivers and repeat-contact patterns, then prioritize the highest-volume and highest-friction journeys. In partnership with Product and Engineering, I would improve communications, self-service, workflow design, and agent tooling, measuring success through contact rate, resolution rate, quality, and borrower satisfaction.

What is important when building quality and control programs in a regulated environment?

Programs must translate regulatory and policy requirements into observable behaviors, calibrated evaluation criteria, documented evidence, and closed-loop coaching. I would pair quality monitoring with trend analysis, targeted training, root-cause remediation, and control testing so compliance and customer experience improve together.

How do you lead managers through rapid operational change?

I provide a clear operating vision, measurable priorities, and decision rights while ensuring managers have the data and resources to lead their teams. I communicate changes early, create feedback loops from frontline teams, and reinforce accountability through transparent goals, coaching, and recognition.
