I would first clarify the control's purpose, affected audiences, deadlines, and operational risks with Security and Service Operations. I would then create an audience-specific change plan covering communications, training, support pathways, ownership, and feedback loops. After launch, I would monitor adoption, support volume, and recurring points of confusion to refine the guidance.
I assess readiness across the employee journey: clear request paths, documented ownership, support-team preparation, knowledge content, escalation routes, and communications for impacted users. I also validate that likely failure points and exceptions have practical handling processes. A service is not ready simply because the technology is live; users and support teams must be able to use and sustain it.
I would begin with user research and service-request data to identify confusing categories, repeated requests, and manual handoffs. I would reorganize content around employee needs and plain-language outcomes rather than internal technical terminology. I would then test the revised pathways with representative users and measure whether request routing and resolution improve.
I would provide the strategic context, intended outcome, decision boundaries, and key stakeholders for each workstream rather than only assigning tasks. Through regular one-to-ones, I would review priorities, give actionable feedback, and progressively delegate stakeholder ownership and planning decisions. This balances support with meaningful accountability and builds confidence over time.
I use a transparent prioritisation process based on business impact, risk, employee experience, dependencies, and delivery effort. I align owners on the minimum viable next step, document trade-offs, and communicate sequencing clearly so teams understand why work is being deferred or accelerated. Regular reviews allow the plan to adapt as urgent operational or security needs emerge.

A bit about the role
We are looking for a highly organised IT Service Design Lead to join our IT team on a 12 month fixed term contract. In this role, you will be the vital bridge that connects technical IT and Security changes to the actual humans who use them.
You won’t be expected to configure systems, write code, or own technical implementations. Instead, you’ll bring structure, coordination, and momentum to how IT services are designed, introduced, and adopted across the business. You will partner closely with Service Operations, Security, and People Team (P&C) to ensure our internal systems are clear, easy to use, and well-supported.
A key and incredibly rewarding part of this role will also involve providing direction and coaching to our Change & Communications Coordinator, helping them build autonomy and confidence along the way.

- Shaping the service design and change approach for priority IT initiatives—ensuring new tools are actually understood and adopted, not just announced.
- Partnering with Service Operations to map out support readiness, making common IT request pathways and our service catalogue much more user-friendly.
- Supporting the rollout of Security roadmap initiatives (like context-aware access) by translating technical requirements into practical, easy-to-follow guidance for impacted teams.
- Establishing an engaging, non-punitive operating model for security awareness and training (including phishing simulations and follow-up support).
- Streamlining the employee lifecycle (onboarding, offboarding, role changes) alongside People Team (P&C) to automate workflows and reduce manual handoffs.
- Coaching our Change & Communications Coordinator through regular 1:1s, helping them own defined workstreams and manage peer-level stakeholder relationships.
