Dear Hiring Team,

I am writing to express my strong interest in the Senior Customer Support Quality Analyst position at Mercury. With over 4 years of experience in quality assurance within fast-paced, regulated environments, I have developed a deep expertise in moving beyond traditional scorecards to drive insights-driven improvements. Your focus on AI-assisted analysis and cross-functional coaching resonates perfectly with my background in leveraging tools like Rippit to uncover patterns and translate them into actionable feedback.

In my previous role, I led calibration efforts that improved consistency across quality evaluations and partnered with leadership to refine coaching models. My ability to distinguish between agent behavior, process gaps, and product issues has consistently led to measurable operational improvements. I am particularly drawn to Mercury's evolution toward an insights-driven quality function and am excited about contributing to experiments that scale understanding of customer interactions.

I am confident that my analytical mindset, communication skills, and experience with AI-assisted tooling will enable me to drive meaningful change in this role. Thank you for considering my application. I look forward to discussing how I can help Mercury build a more effective and scalable quality function.

Sincerely,
[Your Name]

Can you describe a time you used AI-assisted tools to analyze customer interactions and what insights you derived?
In my previous role, I used Rippit to review hundreds of chat transcripts. I identified a recurring pattern where customers were confused about a specific fee. I refined my queries to isolate those interactions, and presented the findings to the product team, leading to a clarification in the UI and a 30% reduction in related inquiries.
How do you ensure consistency and fairness in quality evaluations across a team of analysts?
I lead regular calibration sessions where we review edge cases together and align on scoring criteria. I also create detailed rubrics with examples for each rating level. Additionally, I use a 'dispute' process where analysts can challenge scores, fostering open discussion and continuous alignment.
Describe a situation where you identified a root cause that was not obvious from the quality score alone. How did you uncover it?
A team had low scores on a specific topic, but the agents were following the script. By analyzing the interaction flow, I realized the script itself was confusing and led to customer frustration. I worked with the content team to simplify the script, which improved scores and customer satisfaction.
How would you approach translating quality insights into actionable recommendations for a cross-functional team?
I would synthesize the data into a concise report highlighting top patterns, root causes, and recommended actions. For example, if I spotted a compliance risk, I'd present it to the risk team with specific examples and a proposed process change. I follow up with stakeholders to ensure actions are implemented and measure impact.
This role involves contributing to the evolution of the quality model. Can you share an idea for improving how we use AI to scale quality insights?
I would propose creating a feedback loop where AI flags interactions with high sentiment change or unusual patterns, and analysts review them to validate or refine the model. Over time, we could build a system that automatically surfaces coaching opportunities based on behavior clusters, reducing manual review while increasing insight depth.

Mercury is evolving how we think about Quality — moving from a primarily scorecard-based model toward an insights-driven, coaching-focused approach that helps teams learn, improve, and scale responsibly.

We’re looking for a Senior Quality Analyst to join us during this evolution. This role sits at the intersection of quality expertise, AI-assisted analysis, and cross-functional partnership—supporting compliance and integrity work while helping us leverage AI to better understand customer interactions at scale and translate those insights into meaningful improvements.

*Mercury is a fintech company, not an FDIC-insured bank. Banking services provided through Choice Financial Group and Column N.A., Members FDIC.

On the job, you will:

  • Drive quality consistency and operational integrity: Review customer interactions to assess compliance, risk, and quality standards, applying strong judgment in ambiguous or edge-case scenarios. Lead and contribute to calibration efforts that strengthen fairness, alignment, and consistency across quality evaluations.
  • Deliver behavior-based quality insights: Provide thoughtful, actionable feedback on customer interactions, identifying strengths, opportunities, and recurring behaviors that support coaching, skill development, and performance improvement.
  • Investigate patterns and uncover meaningful signals at scale: Leverage AI-assisted tools, QA data, and qualitative analysis to identify recurring behaviors, risks, and opportunity areas across large volumes of customer interactions, surfacing trends that would be difficult to identify through manual review alone.
  • Connect insights to root causes and operational improvements: Distinguish between agent behavior, process gaps, and product or tooling issues to identify root causes and translate findings into actionable recommendations for quality processes, workflows, and customer experience improvements.
  • Translate insights into coaching and cross-functional action: Synthesize patterns and signals into clear, actionable guidance for Leadership, Enablement, and cross-functional partners, helping drive follow-through and measurable improvements across support operations.
  • Contribute to the evolution of the Quality model: Support experimentation, iterative improvement, and new approaches to understanding customer interactions at scale as Mercury continues evolving toward a more insights-driven, AI-assisted Quality function.

You should have:

  • 2–4+ years of experience in Quality Assurance or a related Customer Experience role, ideally in a fast-paced, operationally complex, or regulated environment
  • Strong quality judgment and systems thinking: You can evaluate how work is done — not just outcomes — and identify patterns, root causes, and opportunities for improvement across people, processes, and tooling
  • Insight generation and problem-solving skills: You’re able to investigate open-ended questions using QA data, qualitative examples, and AI-assisted analysis, translating patterns into clear, actionable recommendations that support coaching and operational improvement
  • Cross-functional communication and influence: You build trust across teams, communicate insights clearly, surface risks and gaps proactively, and help stakeholders align on actions and move improvement efforts forward through strong follow-through and coordination
  • Ownership, adaptability, and continuous improvement mindset: You operate effectively in evolving environments, move ideas into action with minimal guidance, and proactively identify ways to improve systems, workflows, and quality practices over time
  • AI-assisted quality tooling experience: Experience using AI-assisted analysis tools (such as Rippit, Claude, or similar platforms) to investigate customer interactions, identify meaningful patterns, and support operational decision-making. Curiosity and experience refining prompts or queries to improve signal quality and reduce noise is highly valued.
