Sample interview questions
How would you manage a critical customer escalation involving several internal engineering and support teams?

I would establish an incident owner, clarify severity and customer impact, create a shared action plan with owners and deadlines, and maintain a predictable update cadence. I would translate technical progress into concise customer and executive updates, then lead a post-incident review with corrective actions and accountable owners.

How do you coach escalation managers to improve performance without reducing customer empathy?

I use case reviews, observable metrics, and customer feedback to identify specific behaviors to improve. Coaching focuses on structured communication, ownership, prioritization, and technical investigation while reinforcing that empathy means being transparent, reliable, and action-oriented during stressful customer interactions.

Describe how you would identify and address a recurring escalation trend.

I would analyze case data by product area, severity, root cause, resolution time, and customer impact to validate the trend. I would then partner with product, engineering, and support teams on a prioritized remediation plan, measure its impact, and update training or documentation to prevent recurrence.

What should an executive-ready incident report include?

It should clearly state the business impact, affected customers or services, incident timeline, root cause, mitigation steps, current status, and prevention plan. The language should be concise and non-technical where possible, while retaining enough precision for leaders to understand risk and accountability.

How do you balance live escalation work with process-improvement projects?

I prioritize urgent customer-impacting work through clear severity criteria and delegate operational ownership where appropriate. I reserve structured time for improvement initiatives, define measurable outcomes, and use recurring operational data to ensure projects reduce future escalation volume or resolution time.
